An enquiry can arrive through a website, phone call, email, or WhatsApp. Problems often begin when receiving the message is mistaken for owning the next step.
Assign responsibility at the start
Agree who receives each source and how an owner is assigned. Define a fallback when that person is unavailable. Make the responsibility visible so that the customer does not depend on someone remembering an informal conversation.
Keep a shared record
Record the customer’s request, the relevant context, and the next action in the system your team uses. Avoid leaving the only copy in a personal inbox or private chat. Apply access controls appropriate to the customer information involved.
Make handovers explicit
When another team takes over, include the reason for the handover, what has already been discussed, and the action expected. Confirm acceptance rather than assuming that forwarding a message completes the transfer.
Set realistic response expectations
Agree a response approach that matches your working hours and team capacity. An acknowledgement can confirm receipt, but someone still needs to address the customer’s question. Review delays and their causes instead of relying on a target nobody can meet.
Review exceptions regularly
Check opportunities with no owner, overdue actions, and conversations waiting between departments. A short review can expose recurring problems in routing or workload.
